Learning From Failures: Crisis Communications, Cancel Culture & Unmet Expectations

There are lessons we can all learn from very recent (and still ongoing) failures in crisis communications from our local electric company and elected officials during a weather event, bowing to cancel culture by a national non-profit org. and a billion-dollar tech company that can't live up to basic expectations. Strap in, we're calling out leaders for their mistakes and piecing together the lessons we can all learn. The key is learning from our (and other people's) mistakes.
Crisis Communication:
1. There is no such thing as over-communication in crisis situations.
2. You have to meet expectations, not do the minimum.
3. Protocols are better than plans for adapting as a situation changes.
4. Keep your tools (analog and digital) up to date at all times, so you are prepared for a crisis situation.
5. Put a human face on a crisis. Let the people you need to connect with see and hear a real person.
6. Use everything, multiple times. See item #1 again.
7. Actual transparency and authenticity, the way real people (your stakeholders) expect it.
Cancel Culture:
You cannot appease your way back from being canceled. (Unless you really, really screwed up) the attempt to do so will only cost you, supporters while doing nothing to "un-cancel" your reputation online. Unmet Expectations: How can a Billion (with a B) dollar tech company like T-Mobile have a poorly designed and performing website? They must not care about customer appreciation.
What do all of these have to do with each other? More communication, even if it's incomplete or not what people are happy to hear, is always better than less communication.

The Value Of Self-Worth In Your Career And Life

We begin a little explicit this week, but it's for a good reason. So many people need to stop letting BS (from others and in your own head) stop you or even slow you down from setting goals and then pursuing excellence. Don't wrap your whole self-identity in your job title, pay scale, awards or other external situations because there are way too many dynamics out of your control. If you're a working professional, you have (or eventually will) been fired, laid off, let go, not asked back or (often the case of marketing departments) had the workforce reduction that included you. It happens to everyone, but that first setback hurts a lot more than the second, third, etc.... This temporary setback is not the end of your career pursuits, potential success or personal happiness. It's more like a speed bump on your life travels. The best person doesn't always get the job, but that just doesn't equal you being an awful employee or person. Personality, Character or Gaffe? Social Media Tone.

We discuss a very specific social media post from a major brand that completely misses the mark (and why). Some things don't translate so well on social media, like humor and sarcasm. A great example is this tweet from the UPS Store at Christmas (2018): "If your child addresses a letter to the North Pole, you can leave it with us. We do shredding." The problem(s) with this tweet are many. First, it's not authentic to the UPS and UPS Store brand. Second, the tone and attitude do not match the typical UPS customer. Third, the attempt to create a selling point of a holiday, when the brand is better known for shipping on that holiday is misinformed. Fourth, the timing was all wrong. Christmas is for shipping, but the upcoming tax season is for shredding. Finally, the UPS Store is just trying too hard here. Pritch and Kyle discuss these points (in detail) and add a few more insights as well. Perception vs. Reality

Pritch points out the age-old concept "perception is reality" in today's news for Public Relations missteps with tips for a more effective approach to communications in less-than-perfect conditions. Thanks to modern technology, 24/7 news cycles and peer-to-peer communications we all need to be better prepared and ready to go when bad news hits your business, non-profit or persona. It's all a matter of context, perspective and information. No spinning, but telling your side of the story.
Kyle tosses out the question of "which is better?" an In-house public relations team or the impartial third-party PR pros. After a bit of debate, they both agree that the most important aspects are having people in place who can and will tell you the truth plus being ready to put that advice into action and not wait for the issue to (hopefully) go away. Adaptive Business Models For Success

The key to business success? Not being trapped in the "how we have always done it" mentality or business model. The path the victory is full of twist and turns, you need to be prepared to adjust as you move forward. Technology is changing how business gets done every day. Not just tech businesses, but all businesses. The need for adaptability has never been greater.
So how can you commit to a strategy and business plan if you need to change it tomorrow? By creating measured flexibility in your plan and not holding hard and fast to old ways of "how business goes" from years past.
Even if you wrote your business plan just a few years ago, it still might be in need of updating and adjustments. Creating a plan is a good idea and staying as consistent as possible is also a good idea. But being overly rigid to your plan without adjustments is a recipe for disaster. Even worse, when you hold to your original plan for too long due to ego, vanity or hubris of the decision makers.
Pay attention to your numbers, customer feedback, trends and even the competition as ways to determine when and where to make changes as needed. Do NOT hold your company back because of old business plans.

The Value Of Membership In Professional Organizations

This week, Pritch is motivated by a recent visit to OKC from PRSA CEO Joe Truncale, APR and National Chair Tony D’Angelo, APR on a "Listening Tour" of the US concerning membership in PRSA by young professionals.
Pritch and Kyle discuss the impact on a career from continuing education, networking and challenging yourself by interacting with your professional peers. Positioning For Small Business

There are two major mistakes businesses make: 1. failure to position correctly and 2. attempting to attract too broad of an audience. "Everyone" is not your audience. Kyle and Pritch break down how to avoid these pitfalls.
Positioning is finding the best way for your business to compete with others in the market by finding and aligning your business strengths in a competitive scenario against the areas of weakness for your competition. This gives the advantage to you. Finding your position in the market is a lot of work, but well worth it. Failure to do this work often results in closing up shop.
Audience is not defined as "everyone" but only as those most likely to engage your business. It's not about being "better" it's about being different. Set yourself apart via differentiation. Only attempt to draw an audience of those who want what you offer, the way you offer it. Be as distinct, direct and different as possible. Let the rest of the potential audience go. Never spend time, money or effort trying to attract the attention of anyone outside the very core of your best, highly targeted audience. If they show up, bonus.

Taking Emotions Out of Crisis Communications

One of the most important elements of crisis communication management is delivering important information in a professional manner, without emotions or additional judgment. Always start with the truth. Facts are your best defense against negative opinions.
If you are going to be a communications professional, entrepreneur or business decision maker then you really need very thick skin. Overly emotional responses are less efficient and less effective. Slow down, take your time and get it right. Authentic empathy is appreciated, but don't get lost in your job of communicating facts and pertinent information. You will have time for personal feelings after the job is done and the situation resolved.
Other tactics to incorporate include staff training, crisis protocols and compartmentalization of information and actions in order to stay focused and factual. The best crisis management is to avoid a crisis altogether(or making a small crisis bigger). If you don't have experienced crisis communication managers on your team or a working relationship with third-party professionals, consider reaching out to the local chapter of PRSA or a nearby university for support during a stressful communication period.
During a recent misinformation campaign against one of our non-profit clients, The Golding Group CEO Kyle Golding found himself personally agitated at the amount of misinformed and unrelated individuals interjecting rumors, false information and assumptions into an already misconstrued situation. The stress put on the individuals who work for the NP org. added to his concern. Luckily, everyone's professional training and pre-set protocols ended the situation before any damage was done with some simple but direct communication.

The professor of PR Pritch Pritchard, APR is breaking down the essential business topic everyone needs but never wants to talk about - Crisis Communications Management. Our discussions include creating protocols not plans, training and empowering your staff to react in case of a crisis. The key is preparation, training and reinforcement. All things you must do before a crisis happens, not as it's happening. Training should include reviews, table-top exercises and real-life scenario role-playing.
The next most important aspect of crisis communication is never, ever spinning to make your situation better than it really is. Like Pritch says: "Bad news doesn't age well" and "Go ugly first" to get the bad news out of the way. Never mislead or omit details you know to be true. Have a selected communication professional pre-designated as your spokesperson (with a plan B and plan C) speak in a single voice for clarity. Winning back the public trust will be hard if you are secretive or too optimistic in your communication. Be realistic.

3. What you are doing to find out more
Finally, make sure you crisis communications, which includes risk assessment, written protocol and training program is prepared, administered and audited by an experienced professional. This is too important to leave in the hands of an amateur.

Audience First Business Model Structure

"Too many businesses today are set up to benefit themselves and not their audience. It should be the other way around." To compete or be disruptive, business should be providing products/service in a way that benefits the client/customer first. Then, find a way to accomplish that with a profit margin (every business has to make a profit or die) and you now have a viable business model.
Give them what they want, how they want it!
Learn the lessons of old-school cable companies and cell phone providers. Don't force your customer to do business the way you want, but in a way they want. Build brand loyalty and repeat business through your attitude and structure. Develop real audience profiles and then use that information to be a better business option. Switch the way you think, serving your audience first, to benefit you (more) later. Think long-term, not short. It's harder up front, but so much better and more stable in the long term. It's simply a better way to do business.

Setting Business Goals in 2018

It's that time in the new year when we set resolutions for ourselves. In business, we set goals to track our successes (or lack thereof). This allows a business to do more of what works and less of what doesn’t. Just because your business is profitable, doesn’t mean there isn't room for improvement.
Side Note: Almost no one is doing 5-year strategic plans anymore. Business moves too fast today. Prepare a 12-18 month plan with a 36-month max.
When setting goals, never start with tactics (the fun stuff). Instead, use these 3 concepts for setting the proper goals.

In today's market, speed is essential. Waiting for the perfect scenario to launch your blog, vlog, podcast or startup is a huge mistake. Ideas are great, but execution is the key to success. Consistent delivery of information is more valuable than a flawless launch. There is no "perfect" time for anything.
Even Gary V. and Casey Neistat had to learn as they worked. Technology is making it possible to bring the best ideas to reality fast. We started the #NeoMarketing podcast with no real idea what would happen or when. With only 20 episodes posted, the connections and interactions have been amazing. Keep watching and asking questions. How are communications professionals utilizing new innovations in technology, tactics and strategy? You have to begin the conversation with social media. Not only the platforms themselves but the engagement, paid placement and analytic tools on the “backside” of Twitter, Instagram, Facebook, etc. The “big” data that can be collected and utilized is providing tremendous innovation, but is still in its infancy with so much more potential to come. How do you put a number on relationships? Social media is innovating the way we build relationships with clients, stakeholders, supporters, etc. It’s not a 1-to-1 sales scenario like traditional advertising.
We also discuss innovations in thought process, such as the current definition of Public relations and Edelman's theory of Communications Marketing (as opposed to marketing communications). "There are three governing principles of communications marketing according to Edelman: Evolve, Promote and Protect. Other innovations to be considered include the current size, portability and low cost of Audio / Video production equipment. Being able to produce a video (just like this video) on a laptop or iPad in a remote location was not possible just a few years ago. The speed at which we can set up, produce content and distribute without cost barriers is empowering to professional and non-professional communicators alike. The ability to plan, schedule and measure analytics of customized content for multiple channels now allows for smart, informative information to reach larger, broader and more diverse audiences. Add mobile, wireless and stream delivery and the communications industry is truly benefiting from current innovations.

Diversity In Corporate Culture

The communications industry has done a pretty good job of addressing gender, racial and ethnic diversity and inclusion over the last 10-15 years, but more work still needs to be done in areas such as age, experience, backgrounds and diversity of thought. Diversity creates value in organizations due to the mix of thought processes that come along with different life experiences.
But how can organizations how conversations about sensitive subjects like race, gender, sexual orientation or politics in a positive manner? The answer is an open corporate culture. But, this culture will not happen overnight. Business leaders must foster open attitudes over time while allowing for dialog and challenges without repercussions. The best employees are drawn to and remain loyal to diverse, inclusive organizations with a culture of positivity and open-mindedness.

We revisit a theory our CEO Kyle Golding proposed during a speech to the Little Rock, AR chapter of PRSA in 2012, that the basis of all current digital marketing is public relations. Social media, blogging, vlogging, etc.... backed by content, influencer, inbound, relationship-based and/or push+pull marketing strategy is essentially PR.
Solidly written core messaging, consistent across all digital and traditional media, that creates a truthful impression of a business, non-profit, event, etc.... currently called digital marketing has traditionally been public relations. The tools, channels and delivery methods have changed but the core ideas are based on PR. Story, relationship and audience without a hard sales pitch - all basis of traditional PR and current digital marketing (when executed well). Social media and public relations are most effective when there is an honest transfer of information without a direct call-to-action. People do not want to be "sold".
